I have spent over twenty years leading Customer Experience and service teams through the kinds of situations that never make it into the case study. The reorg that happened mid-reorg. The system migration no one asked for. The moment you realize the strategy deck everyone approved has almost nothing to do with what is really happening on the floor.
This is a space for that version of leadership. The one that happens between the org chart and the reality. The one that requires you to hold the line while everything around you shifts, and then show up the next day and do it again.
I write about CX, service, operations, and the human side of leading through change. Sometimes it is a framework. Sometimes it is a rant. Sometimes it is just the thing I wish someone had told me three jobs ago.
If you have ever led something hard and felt like you were the only one making it up as you went, you were not. You just were not hearing from the rest of us.
